A ticket moves from customer agent (HubSpot's AI support agent) to a human rep, and the rep starts by scrolling the whole thread. Per HubSpot's update, handoff summaries are automated recaps posted as a note in the conversation timeline the moment customer agent reassigns a ticket: a headline, the reason for the handoff, a recap, the unresolved issues, and any links and files the customer shared.
The question I put to Ryan Ginsberg, thinking of him as a customer success person: "How many of those summaries do you need to see before you don't yourself go back and scroll through everything that's happened just so you can trust the summary?"
His view: "I always think it'll be better than a human, especially if it's an hour-long call." And with a service-level clock running: "I'm not gonna go and read the hour. I'm gonna trust the AI to do that."
My snag was the update's own words: "sharp, brief, concise, clear, those are subjective words." HubSpot names three benefits for these summaries, and I called them "three very different goals." Know which one you are after before you judge a summary.
